A Zimbabwean research practitioner, Patson Gasura, recently spoke at the 11th Customer Service Experience Conference at SibaneSami Hotel in Eswatini. He stressed that customer experience should not be left to one department within an organization, but treated as a responsibility shared by everyone who interacts with customers. This approach can significantly impact customer satisfaction and loyalty.
Gasura's presentation, titled "Beyond Customer Satisfaction: Turning Customer Experience Research into Customer Loyalty and Business Growth," highlighted that businesses often focus heavily on customer service without considering the full experience a customer has with the organization. He explained that customer service is only one part of the customer journey and that every employee who is visible to customers can contribute to either a positive or negative experience.
According to Gasura, organizations should look beyond whether a product or service was delivered and consider how customers felt throughout their interaction with the business. He identified three basic elements that can make a significant difference: acknowledgement, engagement, and service. These elements can be implemented through simple yet effective measures, such as ensuring customers feel recognized and engaged during their interaction with the business.
Gasura shared examples to illustrate his points, including an experience at a South African airport where passengers faced delays without clear communication or an apology. Although the airline's service was rated highly, the overall experience was given a lower rating due to the handling of the situation. He also recounted a meal at a local establishment where the food arrived late and cold, affecting the overall experience despite the food being enjoyable.
The researcher emphasized that improving customer experience does not always require expensive or complicated interventions. He noted that research is an aid to decision-making, not a decision-maker itself. Businesses must use customer feedback to identify problems and act on them to create a customer-focused culture.
Gasura urged organizations to continuously measure customer experience and ensure that findings lead to meaningful improvements, rather than collecting information simply for the sake of research. He also highlighted the important role leadership plays in creating a customer-focused culture, as customer experience ultimately affects customer retention, loyalty, and business growth.
The conference, which was attended by various stakeholders, aimed to promote customer service and experience in organizations. The event provided a platform for experts to share insights and best practices in customer service, with the goal of enhancing customer satisfaction and loyalty.
